WhatsApp tickets answered in time

ZendeskWhatsApp
The short answer

The Zendesk integration with WhatsApp is built in. On any Zendesk Suite plan, or Support and Chat with the Social Messaging add-on, you add WhatsApp as a messaging channel in Admin Center, and each WhatsApp chat becomes a ticket your team answers in Zendesk. A Zapier zap is the other way, for teams without Zendesk messaging. Where it stops: you have 24 hours from the customer's last message to reply, after that only templates Meta approved can go out, and templates are meant for customers who already wrote in. Group chats aren't supported, and the number can't take WhatsApp calls. AI agents answer in time and chase what's left.

Why connect Zendesk and WhatsApp

Customers write on WhatsApp because it's already on their phone. If your team answers from a phone of its own, nothing is tracked: no ticket, no owner, no record of what was promised. Connecting Zendesk to WhatsApp puts those chats in the same queue as email and web chat, with the same people and rules.

But WhatsApp has a clock that email doesn't. Meta gives you 24 hours from the customer's last message to reply freely. So a real connection in Zendesk has to do more than show the chat. It has to get the right reply out before the window closes, and have a plan for the tickets that miss it.

Two ways to connect them, and where agents fit

Zendesk's own channel is the main one.

Zendesk's WhatsApp channel

How it works
Built into Zendesk messaging. You add WhatsApp under Channels, Messaging and social, Messaging in Admin Center and connect your WhatsApp Business account through Meta. Chats become tickets in the Agent Workspace, and admins can turn on WhatsApp templates under Channels, Outbound.
Good for
Teams on a Zendesk Suite plan, or Support and Chat with the Social Messaging add-on, that answer customers on WhatsApp each day.
Where it breaks
Zendesk says group messages aren't supported and the number can no longer take WhatsApp calls. Until Meta verifies your business, the channel can message only 10 users. Approval takes about one to two weeks.

A Zapier zap

How it works
Zapier's WhatsApp Business New Message Received trigger can start Zendesk's Create Ticket or Add Comment to Ticket. A Zendesk trigger like Updated Ticket can send a WhatsApp template or freeform message.
Good for
Teams on a Zendesk plan without messaging that only need WhatsApp messages logged as tickets.
Where it breaks
Zapier says freeform and media messages can only go within 24 hours of the customer's last message, and a successful send doesn't prove delivery. Each case is a step you build.

Arkeo agents

How it works
Agents read new WhatsApp tickets, answer the ones they can from your help center and order data, tag and route the rest, and send an approved template before a ticket's window closes.
Good for
Support teams where WhatsApp is a busy channel and replies often slip past 24 hours.
Where it breaks
Anything your rules keep for a person, like a refund or an angry customer, goes to your team with a reply ready.

How to set up the Zendesk WhatsApp integration

These follow Zendesk's own guides. Open them for the screens.

  1. 1

    Get your number ready

The number has to receive international calls or SMS. If it's on the WhatsApp Business phone app, move it off first with Meta's migration steps; Zendesk says a number can't be on the app and the API at once. You also need a Meta Business Manager where you are an admin.

  2. 2

Add the channel in Admin Center

Go to Channels, then Messaging and social, then Messaging. Select Add channel, then WhatsApp, then Continue with WhatsApp. Sign in to Facebook, share your WhatsApp Business account and number, and set up your business profile.

  3. 3

    Wait for verification

If the number shows as pending, finish Meta's business verification and wait for your display name to be approved. Until then, the channel can message only 10 users.

  4. 4

Turn on templates for late replies

Once Meta approves your templates, activate them in Admin Center under Channels, Outbound, WhatsApp templates, so agents can reply after 24 hours.

  5. 5

Watch the clock for a week

Build a view of WhatsApp tickets with no agent reply, sorted by the customer's last message. Count how many go past 24 hours.

Where the Zendesk WhatsApp integration stops

The channel brings the chats in. The work in the middle is getting answers out in time, the same 24-hour rule that applies when you connect Microsoft Teams to WhatsApp. Zendesk's template guide says the 24-hour window starts when the customer's message reaches the channel, and an agent who misses it can't reply until the customer writes again. A message sent Friday night is often past the window by Monday morning.

Templates are the way back in, with limits. If your team works in Slack, see the guide to connecting Slack to Zendesk. Meta has to approve each one first, and Zendesk says templates are for customers who already opened a WhatsApp ticket. A template is a fixed message, so the real answer still waits for the customer to reply to it.

Teams have run into this for years. A 2022 post in Zendesk's community says agents couldn't reply once 24 hours had passed, so late and after-hours messages went unanswered; Zendesk pointed to templates two years later. In a 2024 thread, an admin found agents could type and send replies after 24 hours, but Meta then refused them; Zendesk said it removed the block because templates can be used instead. So the reply box no longer tells an agent whether the message will arrive.

Some chats don't fit at all. Zendesk says WhatsApp group messages aren't supported and the number stops taking WhatsApp calls. And nobody is told when a ticket's window is about to close. Someone has to watch the queue, find those tickets and send the template in time. Teams that also track customers in a CRM can read the guide to connecting HubSpot to Zendesk.

See agents answer WhatsApp tickets before the window closesBring your Zendesk and your WhatsApp number. In 15 minutes you'll know what agents would take off your team, and what it costs.

The agents that do it

Each agent does one job from start to finish, in your own Zendesk and WhatsApp. Your team talks to them in Slack or Teams.

Questions

Is my customers' information safe?

Yes. Agents work in your own Zendesk and WhatsApp Business account and see only the tickets their Zendesk user can see. Customer details never go into public AI. Agents connect to AI through business-grade connections audited under SOC 2.

Which Zendesk plans include WhatsApp?

Zendesk says all Suite plans, Team through Enterprise Plus. Without Suite, you need Support and Chat with the Social Messaging add-on. Meta's own WhatsApp charges may apply.

Can Zendesk agents message a customer on WhatsApp first?

Zendesk's template guide says templates are for customers who have already opened a WhatsApp ticket. It doesn't describe starting a new conversation.

What is the WhatsApp 24-hour rule in Zendesk?

You can reply freely for 24 hours after the customer's last message. After that, only a template Meta has approved can go out, until the customer writes again.

What does it cost?

You get the price on the call, along with the hours it saves your team.
